AI and Customer Experience


Discover how artificial intelligence transforms the customer experience, and why trust and commitment remain key in an era of advanced technology.
Without a doubt, we are going through a transformation between the customer-company relationship thanks to technologies that have emerged from the field of Artificial Intelligence. The study “Customer experiences in the age of artificial intelligence” by Ameen, Tarhini, Reppel and Anand explores how artificial intelligence (AI) is transforming the customer experience and what factors influence it to be positive. In the end, what is clear is that, although AI provides many facilities, there are elements such as trust and commitment to the customer that are essential to achieve a truly satisfying experience. Here I share some key points and my vision of what it means to design AI-enabled experiences.2,3
Customization that Builds Trust*
AI allows companies to offer unique personalization. From product recommendations to automated responses, AI helps every customer feel that the brand truly understands them. But it's not enough to know what the customer wants; for it to work, there must be trust in technology. The study reveals that when AI is able to better understand the customer and offer them relevant options, the relationship improves and the perception of “loss” or “sacrifice” to provide personal data decreases.
Beyond the technical: human commitment↓
Something that seems fundamental to me and that should not be overlooked is that, although AI can do the most efficient work, human interaction is still necessary in many cases. The study addresses how customers may feel that they are “sacrificing” something by using a service without human contact. The company's commitment is key here: if a brand truly cares for the relationship in the long term, that sacrifice is perceived as less. That's why, when designing services with AI, it's not just important that the technology works well; it's essential that there be an enabling role focused on the user experience.

Convenience yes, but is it enough?
AI brings convenience: it allows the customer to access a service at any time, from anywhere. But the study shows that this convenience, on its own, doesn't always outweigh the potential downsides. While it is true that saving time is important, convenience must be accompanied by a user-centered design. This means that we must think about every detail: that the interface is clear, that the service is well integrated and that the customer always has the option of asking for help when they need it. It's the full experience that makes the difference, not just the speed or ease of access.↻
Quality of Service: Designing Experiences with AI
The quality of AI-based services doesn't just depend on how well the technology works. As mentioned in the study, there are aspects such as security and reliability that customers value, but also interface design and ease of use are crucial. From my perspective, when implementing AI technologies, we need to have roles that think about the user experience beyond the technical. These roles should be focused on how technology fits into people's lives, how it makes them feel, and how it ensures that interaction is fluid.
Is AI the future of customer experience?
AI has incredible potential to transform the customer-company relationship, but I don't think it can do it alone. The key is to design experiences where technology complements, not replaces, the human aspects that we value in interactions. Trust, commitment, and a focus on the user continue to be the engines that make the customer experience truly work.
